Alex Timlin shared thisI’ve spent most of this week buried in Salesforce, Hubspot, ServiceNOW, Outreach and even some awesome new GTM tools from Grok, Anthropic and Gemini to see where things might be headed in #customerexperience. If you’re a customer or partner - the problem is everything sounds that same, everyone connects to Anthropic, OpenAI, Gemini and AWS, Microsoft, Snowflake and DataBricks. Everyone reads and writes your emails and updates you calendar and reads a share up date and a website to prep your meeting and everyone is talking about the need to connect an LLM to the “truth” to get business value. The truth is all LLM’s lie and I’ve been playing to find out how and where this is the worst. I got some amazingly crisp and clear instructions in a demo environment from different models and in most cases all of them totally made up something and then when called out admitted it! The truth is, LLM’s weren’t built for business use cases and as Alex Karp said at Palantir they are stealing your alpha to try and understand how to unpack value that isn’t yet clear. If your vendor has announced a new #MCP connection to an #LLM and I announcing that they’re the number 1 in #AI (which is all of these companies currently) ask them how they deal with context, recall and hallucinations. Enterprise data isn’t really structured - it’s messy, it’s across tables, applications, connections and occasionally an upload from Derek on a Monday to overright ans update the offline stuff from over the weekend. This isn’t a slight, it’s just transparency - if you want Enterprise value you need to trust the answers with #pricing, #sales, #contracting, #quote, #ordermanagement, #payroll, #dispute, #invoice, #billing - these are core business operations. There’s some increasingly irresponsible rhetoric asking people to execute business critical tasks not just draft an email or a harmless account summary - these you can make mistakes with and it doesn’t matter. Misstate your #pipeline and your might look good for a quarter. Misstate your #revenue and your go to jail. Let’s be honest and let’s be responsible with #AI and #agents and challenge your vendor on hallucinations and recall.

Alex Timlin shared thisWhen it comes to #AI #Agents for #consumer case Meta have taken a totally different approach to ChatGPT from OpenAI and Claude from Anthropic or Gemini from Google and for me personally it's so interesting so see it's meteoric rise. This isn't a Large Language Model linked to a question and answer service and it's not competing for #search - it's competing for being the PERSONAL assistant to the consumer. Everyone covering this has focused on the #agentic #commerce use cases and the #ordermanagement use cases - which I think are incredibly powerful - but missed the focus on the campaign perhaps. Messenger has 1 billion + users, What's App has 1 billion + users, Instagram has 1 billion + users and most of those users are SEARCHING for anything. The use cases for Muse around being your own personal organiser (you forgot about the school trip, I'll help you sign the form! You need to get the baby gear ready for your holiday! There's a new movie out we think you'll want to watch, I'll help you book tickets). This isn't brand side #AI - this is an #agent aimed at a consumer and making their life easier and increasing the reliance on this agent to get through their life. What's App and Messenger are the fastest growing communication channels in B2B and B2C and they're moving into two-way conversational messaging really quickly. This is a really interesting intersection of where #marketing, #customerservice and #commerce meet. Together with awesome partners like Sinch SAP #customerengagement solutions already allow you to deploy agents across email, messenger, what's app, RCS, in-app messaging and mobile notifications. What we're now seeing is what happens when our CX customers start deploying agents inside messaging channels not just for commercial use cases like new product promotion, but also for customer service use cases from "where is my order" through to "how do I care for this product". #Commerce was never the real battle nor was attention with #ads in ChatGPT - it's about #customerengagement and proving utility and value beyond the #cart and #checkout and winning in the place consumers want to spend time. Meta have just totally changed the game in consumer marketing and engagement.

Alex Timlin shared thisLots of colleagues and partners asking me about Salesforce #Agentforce keynote where there was a big focus from Salesforce on showcasing how logging into an #SAP platform with an #AI #agent might look across #supplychain and #HR. The big theme of the event was #AIForce and #Claudeforce announcements and my own personal point of view is echo'd by our leadership SAP - "AI is the new UI". 100% agree. People won't log into a #CRM application in 2-3 years for the most routine tasks (if at all) it's now #headlessCRM like we had 10 years ago with #headless #commerce. ServiceNow said the same thing, Microsoft said the same thing, Anthropic said the same thing, Google said the same thing - how we use #applications is fundamentally changing. But why would your CRM vendor be the place where you try and understand your #supplychain or your #finance system? Why would your IT Service Management vendor be the place where you decide on #procurement and #ordermanagement? Do I trust #Claude to create my #pricing and #promotion decisions at Nestle or Coca Cola? Across every vendor there's the ability to connect to Claude, ChatGPT, Gemini, Microsoft Copilot and more AI models than you can shake a stick at. The question now is what are we going to do with it and what does this mean for #CRM Below is the output of a project for a customer using SAP #ERP, Commerce, Salesforce Sales Cloud and Service Cloud who also has Adobe Experience Manager and has a great relationship with ServiceNOW as a vendor. Their business problem is it takes 20 days from #lead to #quote and 20% of their orders need rework because they're either using the wrong SKU's or they've selected a something a factory can't make in line with the customers needs. Customer sends an email after a sales meeting asking for a quote. Agents reads the email, looks at contract conditions, pricing, product and part availability, order history, account history, credit limits and payment history and automated the process. one email, one quote, one production order in manfuacturing, one delivery note in supply chain, one order confirmation to the customer with proactive tracking of the status and expected delivery that will proactively notify the customer with anything than changes in the process. One email - one connected process from Lead-to-Quote, Quote-to-Order, Order-to-Invoice and then Invoice-to-Cash. Any problems in the supply chain then there's an autonomous issue-to-resolution process. Alex Timlin shared thisSAP innovation awards season and one area I still see as a massive opportunity for customers and partners is in #customer #datamanagement and readiness for #agents and #AI. This amazing story from IBM and Electrolux Group is a case in point - do you know how many customers you actually have? If you move from 30 million to 60 million customers can your systems and processes handle it and do you trust the data? Do you trust it with hundreds of millions in warranties, claims, repair and replacement for those customers? For many customers, this isn't something they know - as I've said previously I met a customer who had 16 million customers in a country with 8 million people - it was no ones job to make sure they had QUALITY it was QUANTITY. New Agents and Data Products for #CRM and #ERP data work across SAP Customer Experience, Salesforce, ServiceNow, Adobe, Microsoft 365 and HubSpot to make sure there's a system agnostic process for connecting your #business and #operations data to your #sales, #marketing and #customerservice platforms in real-time. Alex Timlin shared thisThis year every major #CRM vendor (including SAP) has released #AI #Agents that summarise meetings, calendars, write emails, access #pipeline and #forecast data and look at public information on investor or market updates. These are all great use cases but in speaking with an #analyst there was a great question - if every CRM and #salesforce #automation vendor integrates into #Claude and they're all offering the same use cases and you don't need to log into those #applications any more where is the differentiation? For me personally my explanation is all around the "jobs to be done" in sales and #customersuccess and how to make it easier to do those jobs better in less places with less UI's to log into - can we help sales teams find what they need, in a more natural way with less "interruptions" in the flow of work. #Enterprise teams switch context every 3 mins. Every 3 mins someone goes from email to powerpoint to a different app or a different dashboard or a different excel spreadsheet from a different place. Most of sales leadership is excel and powerpoint and meetings - it's not coaching your teams or working with customers and partners for most leaders, it's stuff. But do agents represent, the beginning of a better way? #sales, #service, #marketing, #CPQ, #ordermanagement, #contractmanagement, #inventory and #billing systems in the #SaaS era are distinct things - but in the #agentic era are they merging and blurring? Every #agent demo I'm seeing using Claude and OpenAI now honestly kinda looks and feels the same - show me my tasks for today? Let me know about the customer profile on LinkedIN? Show me my open opportunities and which ones I can advance? It's all about ACCELERATING the way we currently work with #CRM and #salesforce automation tools. #AI provides us with a way of RETHINKING the jobs to be done and providing the information that teams need to make better decisions in how they engage, sell and service their customers to accelerate profitable growth, not accelerate tasks. This is what CEO's and CRO's and Digital Leaders want - to change the way we work for the better. This is why I love this customer story - they want their sales teams focused on growing their customers business, expanding their share of wallet, introducing new products and new services, renegotiating complex contracts where tens of thousands of SKU's have customer specific pricing. This information used to live across 10 different ERP systems and 10+ different #CRM systems and spreadsheets. Now customers can place orders over the phone or via email and an AI agent automates core processes around #purchaseorder and #salesorder. Sales and marketing teams can see customer history, spend by category, share of wallet and market trends and create new #promotionmanagement and #contractmanagement strategies together to bring new products to market and to improve margins per product category - they're focused on PROFITABILITY PER CUSTOMER not "open opportunities in pipeline" - this is the difference between Sales Management and REVENUE MANAGEMENT. If you're looking at how you're going to use #AI and a case for #agents - don't look at how to do what you're doing today in a different surface - look at how to reduce manual effort and accelerate business outcomes by reducing the tasks of today and eliminating the busy work that eats 3 hours per day. My POV - yes, already seeing those signs - but it's not coming from an #LLM or a chat interface - it's coming from agents and customer specific application development using #AI. The applications aren't going away, but the way we use them is changing and how we connect Data, Applications with AI is the new battleground - not the new widget or innovation in isolation, how does it connect to my stack and how can I choose the right capability for the job. Customers feedback on the SAP approach is awesome - we're not locked into a single vendor and we're not locked out of our data or business operations, we're given tools to work with SAP and partners to create new solutions quickly at enterprise scale. 900,000 complex transactions 600 business users across SAP, Microsoft Azure and AWS. 60% faster #quote, 40% less effort, better forecasting and budgeting and better customer satisfaction. Alex Timlin liked thisAlex Timlin liked thisHey CPG Folks—an incredible first day here at Groceryshop 2026 at the Mandalay Bay in Las Vegas! Here are some of the consumer products highlights. Really interesting keynote presentation from the Chris Rogers of Instacart citing consumer trends like the need to balance convenience and affordability. He mentioned that by 4pm, 80% of Americans don’t know what they will have for dinner, and that AI is rapidly solving this for consumers. Next, a fantastic insights session led by Accenture, WGSN and NielsenIQ outlined emerging consumer trends and cohorts. Finally, a great session featuring leaders from Mondelēz International, Henkel, Danone and insurgent infant formula brand Bobbie cast light on keys to success in driving digital discovery and conversion. Overall, plenty of discussion about AI, agentic commerce and retail media. But along with it, a gathering consensus is emerging that advances in consumer facing AI must be matched with AI-driven operational optimization to deliver on the end to end brand promise. The warning shows up in one document, but the response needs context from across the organization. That context is where AI earns its place in the enterprise. We call it Industry AI. At SAP, we build it into the processes our customers already run, drawing on their business data and more than 50 years of industry expertise. With ITOCHU Corporation, one of Japan's major trading companies, we're exploring early finance use cases that point in this direction. A head of ecommerce with more revenue than 300 of those stores reports to the CMO, who reports to the CEO, and who would rather not own the platform at all. Physical retail never reports into marketing or IT. Digital retail almost always does. In February I wrote that ecommerce directors are the most complete executives in retail: technology, operations, marketing, data and customer service under one role, plus the number. I said I would die on that hill. This is what happens to the role when a business decides it does not need one. The ecommerce director leaves. The seat is not refilled, because a senior vacancy looks like a saving. The function is placed under marketing. Within months the CMO, who never asked for a platform and has nobody who can read a roadmap, hands development and the product manager to IT and keeps digital marketing, which it understands, and trading, which it assumes it does. Nobody in this story is incompetent, and this is not an argument about rank. Gartner found 62% of companies rolling digital commerce up to the CMO a decade ago. By 2024, 22% of CMOs reported gaps in the digital commerce capability their business needs, up from 14% the year before. One in five, on the record, does not have the capability to run it. IT cannot run it either, and not through any fault of its own. In a multichannel business IT's largest customers are the tills, the ERP, the warehouse system and the wholesale order book. Ecommerce is 25 to 30% of revenue and about 90% of the change requests. It becomes the noisy minority customer of a function measured on uptime and cost. Nobody has to decide to slow the roadmap down. The queue does it on its own. I have watched this exact sequence twice in my own career, in the same order. Both times the round trip took about three years and ended the same way: a new ecommerce director was appointed and development came home. The business paid for three years of a channel worth tens of millions developing at the pace of the change calendar, to avoid one salary. The businesses that avoid this treat online as a division with an owner. Next has reported Online as its own business with its own profit line, alongside Retail, for years. Holland & Barrett put its ecommerce director on the board in 2016 and, in Anthony Houghton's first month as group CEO last September, moved Jacopo Mor from digital director to chief digital officer. So the question for any board with a store estate on one line of the org chart and a website three layers down on another: which director owns the online conversion rate, and can that person change the code? If the answer is two different people, the three-year clock is already running.

Enterprise software vendors have been quietly eating the cost of GPUs, inference and tokens, and wrapping premium agent features in words like "included" or "unmetered." It's a customer-acquisition play, and it has given a lot of executives a false sense of what AI actually costs. I believe subsidy will end soon, and I think a real cost shock is coming. You can already see it. Oracle meters its premium models, SAP is moving the same way, and Workday switches to usage-based charges on January 31, 2027. Uber reportedly used up its entire 2026 AI budget in a few months, and that was at subsidized prices. But I suspect the bigger issue is skills, not pricing. When an agent takes over a workflow, the people who knew how to do that work eventually leave or stop practicing it, and the institutional knowledge goes with them. After that, a price increase is not much of a negotiation. Many organizations will find their real exposure sits less in the token bill and more in the expertise they no longer have in-house (call it capability lock-in). Alex Timlin reacted on thisAlex Timlin reacted on thisWe canceled all of our Claude licenses at Atonom. We’re an AI company, and our own team was spending WAY too much time trying to make AI useful. Yesterday, our CRO Gabe Larsen described the problem: - Emails taking longer to write, and then they sound like AI slop. - Hours spent fighting with AI over a deck that manually would be half the time. - AI hackathons that produced garbage nobody used. “We got so busy teaching people to use AI that we forgot to ask whether any of it was growing the business.” So we canceled the licenses and stopped the insane token spending. Management has to own this. If every rep has to invent, debug and maintain their own automation, we’ve added another responsibility to the sales job. Higher AI usage can look like progress even while it takes time away from selling. Now, our AI ops team owns all of this. The reps use them and get back to selling. Maybe we give Claude back to everyone. But a few weeks without it made one thing painfully clear, ... we’d started confusing being busy with AI with getting our work done.

At Greyhound Research, we believe OAuth token compromise is one of the most dangerous attack vectors in modern SaaS. It doesn’t break in; it slips in through inherited trust. Tokens bypass MFA, device checks, anomaly detection, and all the controls enterprises rely on for accounts. Once stolen, a single token can impersonate a legitimate app across hundreds of tenants, reading and exporting CRM data, attachments, opportunity pipelines, and linked-system secrets without ever triggering traditional alarms. SaaS integrations run on persistent trust, long-lived tokens, and broad permissions, especially for non-human identities. That is why OAuth compromise behaves less like an intrusion and more like silent legitimacy, and why it is so damaging. This is the third Salesforce ecosystem OAuth event this year, and the pattern is unmistakable. The supply chain has grown faster than the guardrails meant to secure it. Ecosystem apps request wide, persistent privileges, and when one connector is compromised, the blast radius hits every enterprise that granted that trust. The platform itself isn’t breached; the weak link is the connected app. CISOs now need continuous inventories of all OAuth grants, strict least-privilege scopes, enforced token rotation, and real-time monitoring of API behaviour. And the shared responsibility model is no longer enough. Platforms must offer stronger defaults: mandatory token expiry, anomaly detection for connected apps, clearer permission prompts, and full security logs without premium tiers. Secure by default must replace secure by customer initiative. But successful AI adoption isn’t just about enabling new features or having the right products — just like having high-end kitchen appliances doesn’t guarantee a great dish. We also need 𝗽𝗿𝗼𝘃𝗲𝗻 𝗿𝗲𝗰𝗶𝗽𝗲𝘀 and fresh, 𝗵𝗶𝗴𝗵 𝗾𝘂𝗮𝗹𝗶𝘁𝘆 𝗶𝗻𝗴𝗿𝗲𝗱𝗶𝗲𝗻𝘁𝘀. Most organizations start from imperfect conditions. - The kitchen may be messy. - Some ingredients are hidden in the back of the cabinet. - Some labels are missing. Or in enterprise terms: - Older orgs carry technical debt - Fragmented architectures create inconsistent processes - Data is messy — and how messy is often unknown To deliver the 𝗰𝗼𝗻𝘁𝗲𝘅𝘁𝘂𝗮𝗹 𝗶𝗻𝘀𝗶𝗴𝗵𝘁𝘀 𝗯𝘂𝘀𝗶𝗻𝗲𝘀𝘀𝗲𝘀 𝗮𝗰𝘁𝘂𝗮𝗹𝗹𝘆 𝗻𝗲𝗲𝗱, we must start with something more fundamental: ➡️ 𝗪𝗵𝗮𝘁 𝗱𝗼𝗲𝘀 𝘁𝗵𝗲 𝗰𝘂𝗿𝗿𝗲𝗻𝘁 𝗱𝗮𝘁𝗮 𝗹𝗮𝗻𝗱𝘀𝗰𝗮𝗽𝗲 𝗹𝗼𝗼𝗸 𝗹𝗶𝗸𝗲, 𝗮𝗻𝗱 𝗵𝗼𝘄 𝗿𝗲𝗮𝗱𝘆 𝗶𝘀 𝗶𝘁 𝘁𝗼 𝘀𝘂𝗽𝗽𝗼𝗿𝘁 𝘁𝗵𝗲 𝗯𝘂𝘀𝗶𝗻𝗲𝘀𝘀 𝘂𝘀𝗲 𝗰𝗮𝘀𝗲 𝘁𝗼𝗱𝗮𝘆? Only when we understand the current state of our clients’ data can we determine: • Which Salesforce capabilities are needed — and why • Which products in the portfolio should work together — and how • Which AppExchange solutions should complement the platform Contrary to what some may believe, 𝘐 𝘥𝘰𝘯’𝘵 𝘴𝘦𝘦 𝘵𝘩𝘪𝘴 𝘢𝘴 𝘢 𝘣𝘭𝘰𝘤𝘬𝘦𝘳 𝘵𝘰 𝘢𝘨𝘦𝘯𝘵𝘪𝘤 𝘶𝘴𝘦 𝘤𝘢𝘴𝘦𝘴. In fact, agentic solutions may be the best opportunity we’ve ever had to rapid business value while strategically improving data quality for the long term. 𝗕𝘂𝘁 𝘁𝗼 𝗱𝗼 𝘁𝗵𝗮𝘁 𝘄𝗲𝗹𝗹, 𝘄𝗲 𝗻𝗲𝗲𝗱 𝗯𝗲𝘁𝘁𝗲𝗿 𝗺𝗲𝘁𝗵𝗼𝗱𝗼𝗹𝗼𝗴𝗶𝗲𝘀 𝘢𝘯𝘥 𝘁𝗵𝗲 𝗿𝗶𝗴𝗵𝘁 𝘁𝗼𝗼𝗹𝘀 — starting with where customers actually are today, assessing data with evidence, improving reliability step by step, and building confidence instead of anxiety.
