A few others on the call said they'd want it too. Less than 1 day later, it was live in their environment. And within hours, six other customers had it live too! It's a small story, but it's the reason I wanted to write about what our Technical Solutions team has become. Read the blog: https://lnkd.in/eVb8fsnc These are engineers who hold deep context on customer configurations and integration architectures across Workday, Coupa, Ironclad, NetSuite, Jira, and more. They diagnose issues in production. They write and ship PRs when that's the fastest path to a fix. And they're building the AI systems that let all of this scale. They average under 5 minutes for first response, and under 2 hours for full resolution, even for our most complex customers. "Support" is not the right word for what this team does anymore: it's one of the most direct feedback loops between customers and product that a software company can build. Rebeca Tristan heeft dit gedeeldLast Thursday, we hosted our Omnea Annual Summit at the Serpentine North Gallery. 200+ procurement, finance, risk, ops and legal leaders in one room, and the weather held off (just about)💧 The best part of my job is getting to sit in a room with customers and leaders I admire and hear their unfiltered challenges and first-hand accounts of what they're actually navigating. A few things that stood out for me: - Alexander's framing on spend vs. cost: the question isn't how to save $10m in procurement but how to deploy expertise against the $5bn of supplier spend they control. - Cyril describing procurement as the orchestrator of the business. - Kristina on driving transformation at scale: "we just had to break it, and start from the top." A reminder that strong transformations are led by people willing to move decisively. - Andrew on what it means to have a bigger scope with the same team, now able to support key initiatives like international expansion. - And the CFO stories from Daniel , Andy T. and Anubhav, which were a masterclass in what it looks like when finance teams stop asking "where should we use AI" and start asking "how much faster can we move." Thank you to our speakers for being so candid, and to every customer, partner and friend who came. And to Olivia Groom and Claire Williams for making this wonderful event happen. In that time, she's not only grown into the role at pace, she's redefined what it looks like to implement and delight customers. She delivers at a scale most people take years to reach. 1. Nearly £1M of implementations managed across 5–6 live deployments at once (enterprise and mid-market), each requiring a completely different approach. She navigates CFOs, procurement teams, legal, and compliance without missing a beat. 2. She spearheaded our first implementations in Investment Banking and Biotech which two of the most demanding sectors we've entered. She built the playbooks of excellence here. She makes customers feel genuinely special. 1. Kirsten built Omnea's customer delight program and it doesn't look like a basic after thought. She's been hands-on in hiring and has thought deeply about how to deliver learning effectively as we scale. 3. Her remit is implementations. But she shows up everywhere... in hiring conversations, in how we onboard new team members, in how we think about customer experience end to end. Nominated for Rising Star of the Year. In that time, he's not only founded the role but changed how the job gets done across all our customer team. He builds tools that the whole company uses. 1. When we wanted new customers to be implementation-ready as fast as possible, Miguel built our data readiness workbook to guide customers with embedded guidance, validation rules, and AI automation. This transformed how customers onboard historical data across our entire customer base. 2. He built a form-building GPT (in ChatGPT and Claude) that spread organically when teammates started asking "word on the street is some of the SAs have an agent for form building… can someone share this?" That's adoption at its finest... pull, not push. 3. He built AI tooling that cuts the time our team spends processing 50–100 question procurement forms from 90+30 minutes to <30 for review only. Manual tasks replaced by smart reviews. Across close to a hundred forms. That's two thirds of the time back to drive more value for our customers! He earns cross-functional trust fast. 1. This week alone, Engineering asked Miguel to lead a new workflow testing initiative and asked him to re-share his testing proposal. 2. He was one of five people selected to beta test the new Workflow Builder giving direct product feedback before wider rollout. 3. Since he joined, our UK Solutions Associate team has grown from 1 to 5 and our customer base has expanded drastically. The infrastructure Miguel built is a core part of how we've absorbed that growth while delivering a better experience for our customers. Nominated for Digital Champion of the Year. Knowing what great actually looks like and being able to guide customers towards it. Most companies haven't caught up to that. They still treat Customer Experience as a supporting function. A book to manage. Things to keep ticking over. The Customer team at Omnea is built on a different premise. We're process experts. We're impact-driven. We're accountable for outcomes, not activity. Because of the nature of our product, you're naturally working across multiple stakeholders - procurement, finance, legal, security, operations. You're not relying on a single champion. You're building real depth across an organisation. This is my fourth customer team built from the ground up. I joined Omnea because the problem is massive, the people are exceptional, and building in the age of AI means there's so much still to figure out together. They're one of the most customer focused teams I've ever worked with, so it's no surprise they're seeing so much success. One line from the announcement stood out to me: "Every customer interaction becomes an opportunity to learn, improve the product, and serve the next customer better" That's been the ethos across both our teams from the start. Our own team puts it as: every customer interaction is someone spending their precious time to help us improve Omnea - so we treat it like that. That's why most support automation pitches always landed badly with me. Nearly every one that arrives leads with "reducing the burden", as though the customer talking to you is a problem to be engineered away. We never wanted a chatbot for customers to get stuck with. Since inception, we’ve partnered with some of the best AI-native companies: Granola, Resilinc, Omnea, Tealium, BuildOps, Lucidworks and a Fortune 5 company to help their support and engineering teams resolve customer problems. The hardest customer issues require figuring out what actually happened across logs, code, production data, docs, and customer context. Today, that work gets fragmented across support and engineering, with context passed back and forth until someone gets to the answer. The teams closest to customers should own this entire loop: understand the problem, investigate it, find the root cause, fix it, and drive it through resolution. Great post, Karthick! I took several valuable points from your article, starting with the hard truth you mentioned: “A dissatisfied customer with proven ROI renews more often than a satisfied customer with unclear impact. Renewals follow money, not mood.” It’s easy to assume that a happy customer will renew, but that assumption falls apart when you realize that even after doing everything possible to keep a customer satisfied and happy, the renewal still ends in churn. That’s exactly when your question becomes crucial: in your last renewal conversation, did you defend the contract with sentiment or with numbers? In the end, it’s essential to deeply understand every single answer to the questions you propose in the article: What KPI improved because of us? Where have we reduced operational friction? What would break if we were removed tomorrow? What expansion opportunity exists if we double down? Truly understanding these points gives you the tools to elevate the conversation with your customer’s CFO.

Every January, CS leaders ask for headcount. And every January, leadership asks the same question: “How does another CSM turn into revenue?” That’s where most CS teams lose the room. Not because CS isn’t important, everyone agrees it is. But because CS shows activity, not economics. • Health scores • Touchpoints • QBRs • Account load None of those answer the CFO’s real question. The shift that changes everything? Stop framing CS as “busy.” Start framing CS as a revenue engine. When you can clearly show: CS behavior that leads to real customer outcomes and how this drives NRR, GRR, expansion, CAC payback now you are showing real value Headcount stops being a cost request and becomes a revenue investment. Your CSM manages more revenue than your best AE. Nobody talks about this. The average AE carries a $1-2M quota. The average CSM is sitting on a $5-10M book. That's 3-5x the revenue impact. Every single day. And how does the org treat that? The AE closes a $500K deal. Gong. President's Club. Accelerators on every dollar. The CSM saves a $1.2M renewal that was walking out the door, expands it by $300K, and gets a Slack emoji. Same revenue. Completely different value signal. And we let this happen. CS leaders accepted the lesser comp structure because we were told "retention is its own reward." We stopped making the revenue case. We let finance call us a cost center and we adjusted to it instead of fighting it. We built the cage. Then we complained about being in it. You want to fix CS turnover? Fix the math. Comp on GRR and NRR impact. Celebrate saves like closed-won. Build a career path from CSM to GM — not from CSM to "be grateful." Because when your best CSM leaves, they don't just take their title. Underrated CSM Skill: Internal Collaborator 🤝 Aka: willing to think beyond just the CSM perspective. We all agree that customers' success (and the company's for that matter) relies on way more than the Customer Success team. And the best CSMs and CS leaders know how to operationalize that fact by being strong internal collaborators. They don't just look out for what the Customer Success team is accountable for or able to influence. They expand their horizons and look at the big picture of how other teams influence customer outcomes. And when they see those other teams as real people and vital to customers' success, they're willing to collaborate with other teams even on things that don't immediately "benefit" Customer Success but help the big picture of the company. Doing this leads to stronger outcomes for customers. And bonus points? It also makes the CS team more pleasant to work with and more likely to be able to call in favors from other teams as well. How do teams practically get better at collaborating? How can you improve in this area 1. ASK It sounds super obvious, but a great starting point is to ask other teams if there's something they're working on that your team can help move the needle on. You don't know what you don't know, so starting a conversation is one of the best ways to learn. 2. CAN I MENTALITY We often operate professionally with a "Must I" mentality that asks if we have to do certain things. "That's not Customer Success's job" "I don't think that's in my KPIs" etc. Now let me be clear: healthy boundaries and clear delineation of responsibilities are EXTREMELY important. If you've got a coworker or company trying to take advantage of you or just playing hot potato and the blame game, that isn't healthy. And that absolutely should be addressed. But when you're in a healthy culture, adopting a "Can I" mentality carries you far with internal collaboration. You begin to approach challenges with curiosity and ask "Can I be a part of improving outcomes?" instead of "Must I be a part of this?" That sort of curiosity builds towards a type of collaboration that strengthens teams, and leads to stronger outcomes. ________________________________ Don't be the CSM or CS team that is only focused on your small niche of the business. IC track versus people leader. Those things matter, but they are not what truly compounds over time. What compounds is commercial judgment. What actually scales your career As the role becomes more commercial, the CSMs who accelerate are not the ones running the fastest. They are the ones who deliberately build three capabilities. Signal literacy You spot risk before it shows up on a dashboard. You read budgets, silence, and power dynamics with the same clarity that others read product data. Executive fluency You can talk outcomes, tradeoffs, and economics without sounding like Sales. You frame decisions the way leaders actually make them. Decision shaping, not narration You do not just report what happened. You influence what happens next. These are portable skills. They follow you across companies, industries, and roles. The quiet flywheel When you strengthen these three capabilities, a subtle loop begins to spin. Better signals lead to better conversations. Better conversations lead to better outcomes. Better outcomes build stronger credibility. Stronger credibility creates more influence. More influence gives you even better signals. That loop is your career flywheel. No job title grants it to you. You earn it through how you operate. What this means for Senior CSMs The most valuable Senior CSM in 2026 is not the one with the cleanest dashboards. It is the one who sees commercial risk before anyone calls it risk, shapes decisions before the renewal clock starts, and leaves leaders feeling clearer rather than simply convinced. That is no longer a nice-to-have skill. It is the core of the role. The reframe Your job is not only to help customers succeed with a product. It is to become a commercial sensemaker inside complex systems. That is the version of the CSM role that compounds over time. And if your role has evolved faster than your job description, you are definitely not alone.

You can have the best playbook in the world. Perfect onboarding flow. Tight QBR cadence. All the right metrics tracked. None of it matters if you aren't curious. Curiosity is the skill not always listed on a job description but every great CSM quietly has. It's not something you can fake. And it's the difference between a CSM who follows a process and one who actually understands their customer. It shows up in three places more than anywhere else: 🧠In discovery: Most CSMs do enough research to feel prepared. But research only gets you so far. The real understanding comes from the questions you ask and how deeply you listen to the answers. If you walk into a discovery call with a checklist and not genuine curiosity about how their business actually works, you'll check every box and still miss the point. 🧠In product learning: Especially at startups, the product changes constantly. The easy move is to learn what changed. The better move is to understand why and what it means for the way your customers actually use it. That second layer is where you stop being someone who relays updates and start being someone who translates them into value. 🧠In industry learning: Switching to a new industry or a new ICP means starting from scratch on acronyms, KPIs, the way decisions get made, who actually has influence. The CSMs who thrive here aren't the ones with the fastest ramp. They're the ones who stay curious long after the ramp ends. Every tool, every resource, every conversation becomes a place to learn, not just a place to check off. Here's the thing about curiosity that people underestimate: It builds credibility faster than any certification. When a customer senses you genuinely want to understand their world, not just serve it, they trust you differently. That's not a soft skill. That's the foundation everything else is built on.
